Job Summary

Own end-to-end, high-severity customer incidents and drive rapid root-cause fixes across edge, network, DNS, transport, APIs, and customer configurations. Build proactive reliability capabilities—telemetry, detection, diagnostic tooling, and automation—to prevent issues before they become crises. Partner closely with Product Engineering and platform teams, produce postmortems, and raise the technical bar through runbooks and knowledge transfer. Help shape an AI-native approach to incident pre-diagnosis.

Key Responsibilities

•Own high-severity customer incidents end-to-end, reproducing defects, isolating root causes across Cloudflare and customer stacks, driving fixes with Engineering, and confirming customer-side resolution.
•Lead proactive reliability work by analyzing support and telemetry signals, contributing monitoring/detection/diagnostics, defining customer-facing reliability metrics, and reducing mean-time-to-detect and mean-time-to-resolve.
•Manage technical escalation lifecycle with clear ownership and timely communication, partnering with Product Engineering on fixes, workarounds, and configuration changes.
•Create and maintain technical enablement through pair-debugging, structured knowledge transfer, and documentation in runbooks and internal knowledge bases.
•Maintain deep expertise across Cloudflare product domains (edge networking, DNS, CDN, WAF, DDoS mitigation, Zero Trust, Workers) and serve as a subject-matter expert.

Key Requirements

•Minimum 5 years hands-on experience in site reliability engineering, escalation engineering, systems engineering, or comparable technical support/operations, including at least 2 years in customer-facing environments.
•Strong networking and security foundation across TCP/IP, DNS, HTTP/S, TLS/SSL, routing (BGP/OSPF), firewall concepts, VPN/encryption, and Zero Trust/security segmentation.
•Proficiency with observability and diagnostic tooling including packet capture/analysis (Wireshark, tcpdump), log aggregation (Kibana, Elasticsearch), metrics dashboards (Grafana), and distributed tracing.
•Strong scripting and automation skills (Bash, Python) with a track record of shipping reliability tooling that reduces toil.
•Experience with incident management and postmortem culture, including SLO/SLI-based reliability practices, plus excellent communication and ability to handle ambiguous cross-layer issues under pressure.
