Job Summary

Ensure clients’ IT infrastructure and systems stay operational by proactively monitoring, investigating, and resolving medium-complexity incidents and requests. Triage and update tickets, execute operational tasks, and communicate with clients and internal teams to restore services within SLAs. Support shift handovers, escalate issues when needed, contribute to change management and maintenance, and help drive automation while coaching L1 service desk teams.

Key Responsibilities

•Proactively monitor, identify, investigate, and resolve technical incidents and problems, ensuring services are restored within SLA targets.
•Review client requests and tickets, apply technical expertise to handle medium-complexity issues, and update ticket actions taken.
•Support shift handovers by highlighting key tickets and upcoming critical tasks; escalate tickets to appropriate teams when needed.
•Establish monitoring for client infrastructure, lead initial client escalations for operational issues, and support change management and approved maintenance.
•Contribute to incident/request audits and trend analysis, identify opportunities for automation, and assist with disaster recovery tasks as needed.

Key Requirements

•Proficiency with networking/security technologies such as Pulse Secure SSL VPN, Palo Alto, Fortinet, and Cisco Nexus switches/routers/firewalls, plus familiarity with ticketing tools.
•At least one technical certification in the technologies mentioned.
•Strong planning skills to anticipate and adapt to changing circumstances in an operational environment.
•Ability to communicate and work effectively across cultures, using active listening and client-centric communication.
•Bachelor’s degree or equivalent qualification in IT/Computing, or equivalent work experience.
